Number 7 -- How should mobile/cloud change the way you develop content and deploy processes?

  • Get moving, or risk the business proceeding without you -> Individuals are largely in favor of moving ECM content to the cloud (71%), mostly as a small on-prem/large cloud hybrid. Their organizations are less positive, with 48% in favor of cloud, 28% resolutely against, and 28% with no decision made as yet.
  • There is a shift toward platforms with greater agility -> Per Forrester, “Some firms are turning to new, “low-code” application platforms that accelerate app delivery by dramatically reduce the amount of hand-coding required. Faster delivery is the primary benefit of these application platforms; they also help firms respond more quickly to customer feedback after initial software releases and provision mobile and multichannel apps. Usage of low-code platforms is gaining momentum for customer-facing applications.

Number 5 - What is “case management” and why is it critical in meeting and exceeding the expectations of customers? 

  • The problem of storing customer information in multiple places is not going away -> 52% have three or more ECM/DM/RM systems. 22% have five or more (38% of the largest). These numbers are a few percentage points up on the 2013 survey, so no evidence of consolidation as yet.
  • Organizations lack a consistent strategy to capture, view, and act on customer information -> 30% have some degree of integrated multi-channel inbound communications, but only 5% are auto-routing to multiple processes. 22% handle paper and electronic inbound separately.
  • Processes are not as predictable as we would like -> For 51% of the organizations polled, half or more of their business processes are not straightforward or predictable. For 62% half or more processes involve assembling a case folder, claim file, project folder, proposal, etc.

  • Mobile places an ad hoc scanner and form generator in the pocket of every employee, customer, and partner.
  • Information captured via mobile devices contains a host of useful metadata.

  • Unless checked, documents have an inherent tendency to reproduce -> On average, 35% of scanned documents are 100% born digital i.e., unchanged from printer to scanner. 16% of scanned documents are photocopied before scanning, and 65% are not destroyed after scanning.
  • The number and form of inputs that must be managed is accelerating -> While 47% have automated management of inbound invoices and web forms, only 34% automate email routing. Only 29% automate handling of forms on paper.
  • Capturing and managing these inputs is a key problem for most organizations -> For 67% of respondents, half or more of their main LOB processes involve connecting multi-channel inbound content to one managed process. One third consider this to be their biggest single problem in managing cases.

  • In general a focus on paper reduction yields quick results -> 60% of users have seen ROI on their paper-free projects within 12 months, and an impressive 77% within 18 months. Faster response to customers and higher productivity are seen as the biggest benefits, along with improved remote and mobile availability. Legal and finance departments are considered to be the most resistant to paper-free working.
  • Accounting processes still a great place to start -> On average, 44% of invoices arrive as electronic (PDF, Fax, EDI). 59% of these will still end up as a paper copy, mostly printed prior to manual processing (39%). 13% print a copy and then scan it back in. Only 8% pass it directly to the capture system.
  • Eliminating paper at the door is a proven strategy -> 38% of users showed an ROI from digital mailrooms within 12 months, and 60% within 18 months.

  • Even in advanced organizations, a lot of chaos still exists -> 62% are still strongly reliant on their file-shares.
  • A strategy and appropriate infrastructure are the first steps -> 75% agree that ECM/RM is a fundamental part of their information security regime.
  • Creating a strategy for managing process information achieves two core objectives -> 58% consider their case handling system to be vital or very important to their customer experience management. And for 67% it is vital or very important for legal and regulatory compliance.

  • The speed of business is accelerating -> 68% of respondents agree that business-at-the-speed-of-paper will be “unacceptable in just a few years’ time.”
  • Paper is visible as a problem -> 46% consider that the biggest single productivity improvement for most of their business processes is to remove the paper.
  • Management still not focused on the problem -> Lack of management initiatives and the (perceived) need for physical signatures are given as the top reasons why there is still so much paper in business processes. Paper flowing through processes is decreasing for 46% of organizations, increasing for 25%.
